Email has an open rate of 21%. WhatsApp has 98%, with an average reply in 90 seconds. And one figure matters more than all the others: if a customer writes to you on WhatsApp and you answer within five minutes, you convert 45% of enquiries. After thirty minutes you are down to 11%. The product has not changed, the price has not changed: only the response time has. For a hotel or tour operator in Campania, this is the single commercial lever with the best cost-to-impact ratio available today.

Why WhatsApp is the number one channel for tourism in Italy

In Italy, WhatsApp penetration on active smartphones is above 97%. It is not an app your customers might have: it is the app they use to talk to their family, their accountant and their mechanic. When they use it to talk to you, they are not learning a new tool, they are just adding a contact.

The advantage is even stronger with international guests. German, Spanish, Brazilian, Dutch and Middle Eastern travellers use WhatsApp as their primary messaging channel: the moment they land at Naples airport the app already works, with no SMS roaming and no need to download your hotel’s own application — which, statistically, nobody downloads for a three-night stay.

The third reason is friction. An enquiry through a website form requires the customer to fill in five fields, accept a privacy policy and hope for a reply. An enquiry on WhatsApp is a message written in ten seconds while queuing at a till. The number of enquiries you receive is not a constant: it depends on how easy they are to make.

📌 The figure that changes the perspective: in Italian properties that have made WhatsApp an official channel, total inbound enquiry volume grows on average 60–140% in the first six months. You are not moving enquiries from one channel to another: you are capturing demand that previously did not arrive at all.

Website live chat34% engagement among visitors2–8 minutes17–21%€0.40–1.20

The phone converts well, but only on the calls you answer: in July and August, with reception under pressure, nearly half go unanswered and nobody calls back. Live chat only works while the visitor is on the site: close the browser and the conversation dies. WhatsApp is the only asynchronous channel with read rates typical of a synchronous one — the conversation stays open even weeks later.

Business App or Business API: the difference that matters

This is where the most common mistake happens. Many properties switch on the free app, use it badly, conclude that “WhatsApp does not work” and go back to email. They are two different products with different uses.

WhatsApp Business App: free, manual, with a clear ceiling

It is the app you download from the store. Free, installed in ten minutes, offering a product catalogue, quick replies, an away message and labels for organising contacts. It runs on one main device with up to four linked devices.

It is perfectly fine for a B&B, a small hotel up to around 30 rooms, or a tour operator with fewer than 15 departures a week. Below 500 messages a month and with a single person answering, the API would be expensive over-engineering. The limit arrives when you need several people answering at once, when you want automatic messages triggered from the PMS, or when you need to track who answered what.

WhatsApp Business API: the channel becomes infrastructure

The API is not an app: it is programmatic access activated through a certified provider — Twilio, 360dialog, Sendbird and Callbell are among the most used in Italy. It gives you multiple operators with queues and assignment, trigger-based automation, two-way integration with your PMS, channel manager and CRM, pre-approved templates for outbound messages, and real reporting.

The cost has two parts: the provider’s platform fee (roughly €39–150 a month for an average property) and a per-conversation charge billed by Meta.

Cost€0€39–150/month plus per-conversation charges

Meta-approved templates: what they are and what they cost

The fundamental rule: you can write freely to a user only within 24 hours of their last message. Outside that window, any message you start must use a pre-approved template — text submitted to Meta, with dynamic variables in braces, which is reviewed and approved, usually within hours, sometimes in a day or two.

This is not bureaucracy for its own sake: it is the mechanism that has kept WhatsApp free of spam, and why open rates remain at 98%. There are three categories, priced differently.

Template categoryWhat it is forA tourism exampleIndicative cost per conversation (Italy)
UtilityUpdates on a transaction in progressBooking confirmation, check-in reminder, pre-check-in link€0.03–0.04
MarketingPromotions, offers, reactivationTransfer upsell, last-minute offer, seasonal reactivation€0.08–0.10
AuthenticationVerification and access codesOne-time codes for a guest area or self check-in€0.04–0.06
Service (started by the user)Replies within the 24-hour windowAll in-stay assistance€0.00

The fact that service conversations are free changes the economics of guest care: answering a guest who writes to you has no marginal cost. You pay only when you start the conversation, and you pay more when you do so to sell.

The critical point in that diagram is the handover: a bot that does not know when to pass over destroys more value than it creates. The working rule is simple: two failed automatic attempts, or any keyword touching price, availability or a complaint, and the conversation goes to a person.

The six automations that generate the most value

You do not need to automate everything. In accommodation, six flows cover more than 80% of the available value.

1. Booking confirmation and arrival instructions

Triggered automatically when the booking enters the PMS. It contains the summary, the location with a map link, check-in times and parking directions — which in Naples and on the Amalfi Coast is the number one question. It cuts “how do I get to you?” phone calls and reduces no-shows on direct bookings.

2. Pre-check-in with document collection

Sent 48 hours before arrival with a link to the registration form and document upload. The guest fills it in from their sofa, not standing at the desk with a suitcase in hand. It is the automation that frees the most minutes at reception.

3. Pre-stay upselling

Sent five to seven days before arrival. Airport transfers, room upgrades, dinner at the property, an excursion to Pompeii or by boat. The timing is ideal: the guest has already decided to come, is planning their days and is at the most receptive point of the cycle.

4. Assistance during the stay

Wifi password, breakfast times, extra towels, restaurant bookings, taxis. Service conversations, therefore free, replacing the internal phone and reducing trips to the desk.

5. Review request after check-out

Sent three or four hours after departure, while the memory is fresh and the guest is travelling with their phone in hand. The response rate on WhatsApp is three to five times that of the same request by email.

6. Seasonal reactivation of returning guests

Sent 10 or 11 months after the previous stay, before the guest starts searching Booking again. It is the highest-margin conversation you can have: no commission, no acquisition cost, just a nine-cent marketing template.

⚠️ GDPR and Meta’s policies: do not improvise here. You need explicit, documented opt-in before writing to a contact first — a checkbox at booking, a form on the site, a QR code at the property, as long as the date and source are recorded. Consent for marketing messages is separate from consent for transactional ones: a guest may want their booking confirmation and not your offers. Remember the 24-hour window: outside it you can only write using approved templates. And never buy lists of numbers: besides being unlawful, a high block rate lowers your number’s quality rating until the account is suspended, and recovering it takes a long time.

WhatsApp is not a silo: fitting it into the rest of the stack

The structural mistake is treating WhatsApp as a separate inbox, on a company phone where only one person knows what has been said. If the conversation does not reach the CRM, the value evaporates as soon as that person goes on holiday.

The sensible minimum integration has three points. The PMS is the source of triggers: booking created, changed, imminent, closed. The channel manager supplies real availability, so when a customer asks “do you have a double from the 12th to the 15th?” the answer is verified rather than “I’ll let you know”. The CRM holds the history: every conversation enriches the guest profile, so at the next enquiry the operator already knows this is a returning guest who took the transfer last year.

On top of those three, an AI chatbot handles the first level around the clock — the repetitive questions, the night-time ones, the ones in languages nobody on the team speaks. The bot does not replace the operator: it filters the noise and leaves them the conversations that matter.

💡 If you can only switch on one, switch on pre-check-in. It is the highest-return automation for a hotel: it cuts reception time at the worst moment of the day, reduces document transcription errors and — a detail almost nobody uses — opens the upsell conversation naturally. A guest who has just uploaded their documents on WhatsApp is one message away from “shall we book your airport transfer?”.

A real case: a Naples tour operator, 8 staff, 40 tours a week

An inbound operator based in Naples, eight people, averaging 40 departures a week across Pompeii, Vesuvius, the Amalfi Coast and boat tours. Starting point: enquiries arriving on five different channels — email, website form, Messenger, telephone and the owner’s personal WhatsApp — with no tracking and no shifts. In high season the average first response took more than five hours, and nobody knew how many enquiries were being lost.

What changed: migration to the WhatsApp Business API with a dedicated number, integration with the booking system, six automations running and a first-level AI bot in four languages.

The 22 hours a week freed up are not an accounting saving: they went into B2B selling to agencies and partner hotels, which added a second revenue stream not counted in the €189,500.

For years I answered customers from my personal number, even at eleven at night, convinced the service was what made the difference. The problem is that when I was out on a tour nobody answered, and those enquiries vanished without a trace. Today the first message goes out in two minutes even at night, and for the first time I know exactly how many enquiries I get and how many I close. What I did not expect is that people write more: ten used to call, now thirty message me.

— Owner, inbound tour operator, Naples

Setting it up in 30 days

Week 1 — Foundations. Verify the business on Meta Business Manager (VAT number, website, verified domain). Choose a dedicated number, never the owner’s personal one: the number is a company asset and should be registered to the company. Select the API provider based on the integrations available with your PMS.

Week 2 — Templates and content. Write the six to ten templates in the languages you genuinely need — Italian, English and the two most common among your guests — submit them to Meta for approval, and prepare the business profile: logo, description, hours, address, catalogue.

Week 3 — Automation and integration. Connect the PMS and the channel manager, configure the triggers, define the handover rules to the human team, and run end-to-end tests on real trial bookings.

Week 4 — Team and go live. Train the operators on tone of voice, response times and using the shared queue. Define internal service levels — first response within five minutes during staffed hours. Go live gradually: first with guests who have already booked, then publicly on the site, email signature, Google Business Profile and materials at the property.

📌 One detail worth the whole project: put the wa.me link everywhere the customer meets you — site header and footer, contact page, email signature, Google Business Profile, QR codes in the room and at reception, cards on the tour desks. The channel works in proportion to how easy it is to find.

In closing

WhatsApp is not “another channel to cover”. It is where demand appears first, in the format your customers already use to talk. The difference between those who use it well and those who merely endure it is not technology — the API is within reach of any property above 30 rooms — but organisation: a company number, well-written templates, automation on the six flows that matter, and a clear rule about when a human takes over.

The opening figure remains the best summary available: 45% conversion within five minutes, 11% after thirty. Everything else is execution.
